Start with predictable work. For example, a request with a known customer, site and service category may be straightforward to log. A message that mentions smoke, injury, a dangerous machine or an escalating dispute should be routed to a person under rules agreed with qualified staff. The automation should preserve the original message and show what it added, so staff can check the record without reconstructing the conversation.
What stays with a person, and why
Keep technical diagnosis with people qualified to assess the equipment, symptoms and operating context. A short customer message or an old job note is not enough evidence for an AI worker to decide what has failed or what repair is safe. The coordinator can collect facts and arrange a review, but a technician or other qualified professional should determine the work required.
Safety decisions, work authorisation, technical sign-off and decisions with legal or regulatory consequences also need a designated human decision-maker. Which rules apply depends on the service, equipment and country. Do not treat a general-purpose automation as a substitute for the person responsible under your own procedures or applicable requirements.
Keep people involved where the customer situation is unusual: a complaint, a vulnerable customer, a disputed warranty, conflicting site instructions or a request to change the scope. This reveals whether customer names, site identifiers, job categories and status fields are consistent enough to automate.
Next, let it perform a small set of low-risk actions, such as logging complete requests or sending a confirmation after a person or system has verified the appointment. Keep exceptions in the coordinator’s queue: missing details, uncertain document matches, urgent language, conflicting records and customer replies outside approved templates. Make the handoff visible, with the original message and the reason for escalation.
Then expand to reminders and document filing once the team trusts the matching and escalation rules. Use a review step before the AI worker changes job priority, assigns a technician, closes work or triggers billing. Monitor incorrect records, messages sent to the wrong contact, unhandled exceptions and work that remains stuck. If the error rate or exception load is unacceptable, pause that action and revise the rules.
Only after the routine flow is dependable should the coordinator’s work move toward exception review and process oversight. The person remains responsible for reviewing unusual cases, maintaining templates and rules, and checking that records are complete. “Review only” is an operating goal, not a guaranteed outcome; it depends on clean data, reliable integrations and how much judgement the work requires.

- Unreliable source records: If customer, asset or site data is often wrong, automation can repeat the error faster. Fix critical identifiers and ownership first.
- Unclear status meanings: If teams use “scheduled,” “assigned” and “in progress” differently, an automated update can mislead customers. Agree on definitions before connecting messages.
- Safety-critical intake: If a missed warning could expose someone to danger, do not rely on automatic classification alone. Set conservative escalation rules and maintain a staffed route.
- Sensitive information: Limit access to records and documents to what the workflow requires. Check your privacy, security, retention and messaging obligations in each country where you operate.
- Frequent exceptions: If each request needs negotiation, diagnosis or local knowledge, automation may add review work instead of reducing it.
- Weak system access or audit trail: Avoid automating actions if you cannot control permissions, see what changed, and reverse or correct a mistaken update.
Automation is a poor fit when service demand is mostly urgent and ambiguous, when a person must assess every request before it can be safely routed, or when your current process has no reliable record of assignment and completion. In those cases, begin with document sorting or reminders rather than customer-facing decisions. A useful test is whether the task has a stable input, a defined next step and an unambiguous person or team to receive exceptions.
